An illustrative example: a form immediately sends “Thank you, we received your request”. The team counts it as a response, while a real employee contacts the person much later. The metric looks wonderful; it does little for the customer yet.
Before building a report, agree which event you are measuring. Receipt confirmation, the first contact attempt and the first meaningful reply are different measures.
Define the start and finish
The start might be the arrival of a new enquiry in a selected channel. Do not substitute the time an employee manually created a record: part of the wait would disappear from the calculation.
Define a meaningful response. For example, an employee confirms understanding, asks a necessary clarification question or explains a relevant next step. This is the team’s working definition, not a universal standard for every business.
Record an unanswered call separately as a contact attempt. An automatic notification is useful too, but does not prove the person received a solution or a clear continuation of the conversation.
Agree which hours count
You can measure elapsed calendar time or time within agreed business hours. These answer different questions. Do not switch the rule between records to improve the result.
Specify the schedule, days off, time zone and handling of enquiries outside working hours. For a company in Kazakhstan, check the settings actually used by the team and channels.
Display the rule beside the metric. A manager who sees only a number may compare incompatible reports and make a poor decision.
Validate a small sample before automating
Take several anonymised enquiries from different channels. For each, find the original message, first meaningful reply and calculated interval.
CRM means customer relationship management. In Bitrix24, a record lets you examine the history of work on an enquiry; the official timeline article explains the tool. Complete communication history depends on connected channels and settings: missing events cannot be measured reliably.
If your configuration lacks a required report, first check the edition, plan and data sources. Do not promise a universal button that measures every channel without preparation.
Do not hide unanswered enquiries
An average calculated only from answered enquiries may look healthy while untreated ones sit elsewhere. Show their number and waiting age. Otherwise the worst cases disappear from the metric.
Review exceptions: repeat enquiries, employee handovers and messages after an order closes. The rule should be understood before calculation.
Do not treat one quick reply as proof of team-wide quality. Check content too: “I’ll check” without follow-up may improve a number without helping the buyer.
QQDev implements Bitrix24. The implementation page is a place to discuss enquiry handling and response monitoring requirements. Bring one enquiry example, the working-hours agreement and the question management wants answered: that is where useful analytics begins.
